Call centre safety is mainly about setting up suitable workstations, organising work sensibly and controlling psychological, acoustic, vocal, visual and environmental risks. These issues should be addressed before operators begin work and reviewed whenever equipment, staffing, rosters, systems or call demands change.
This applies to dedicated contact centres and to customer service, bookings, help desk, dispatch or hotline teams within construction and trade businesses. It can also apply to home-based operators whose main work involves telephone and computer contact.
Main call centre hazards
Call centre work may look low risk, but long periods of repetitive work can cause real harm. Common hazards include:
- poorly adjusted chairs, screens, keyboards, desks and headsets;
- prolonged sitting, static posture and repetitive keyboard or mouse use;
- unrealistic targets, inadequate breaks, excessive monitoring or limited control over work;
- aggressive, abusive or threatening customers;
- sudden loud sounds through headsets, excessive background noise or faulty equipment;
- voice strain from continuous speaking and long scripts;
- sore eyes, headaches and fatigue caused by glare, unsuitable lighting or intensive screen use;
- poor air quality, uncomfortable temperatures, obstructed access and inadequate emergency arrangements; and
- shared workstations or headsets that are not cleaned and maintained properly.
What should be sorted before work starts
Begin by consulting the people who perform and supervise the work. Review the proposed workspace, call systems, staffing levels, rosters, performance measures and expected call types. Previous incidents, discomfort reports, difficult calls and equipment faults can reveal hazards that are easy to miss during a walk-through inspection.
Before operations commence, make sure:
- each worker can adjust the workstation and headset to suit them;
- screens and lighting minimise glare and awkward viewing positions;
- workload, breaks, task variation and staffing are reasonably planned;
- workers know how to pause, transfer or escalate difficult calls;
- acoustic incidents, threats, discomfort and equipment defects can be reported promptly;
- after-hours access, security and emergency procedures are established; and
- training, supervision and maintenance responsibilities are assigned.
Home-based operators need the same practical attention to workstation setup, work organisation, communication, incident reporting and emergency contact arrangements.
Controls and documents that usually matter
Use the risk management process to identify hazards, assess the risks and select controls. Give priority to eliminating or engineering out problems where practicable. Examples include replacing faulty headsets, reducing background noise, improving workstation design and changing unreasonable work arrangements. Procedures and training support these physical and organisational controls.
Useful WHS documents commonly include:
- a workplace risk assessment or risk register;
- workstation setup and ergonomic assessment records;
- customer aggression, violence and bullying procedures;
- an acoustic incident response procedure;
- fatigue, breaks, workload and performance-monitoring arrangements;
- emergency, evacuation and after-hours security procedures;
- equipment inspection, cleaning and maintenance records; and
- induction, training, consultation and incident records.
Controls should be monitored after implementation. Review them when workers report symptoms, new technology is introduced, call volumes change or an incident shows that the existing system is not working effectively.
When does a SWMS apply?
A SWMS is commonly relevant when a separate task associated with the workplace is high risk construction work under the requirements applying to that jurisdiction and site. This may arise during a fit-out, alteration, cabling, plant installation or maintenance project, depending on the actual work and conditions.
For ordinary call centre operations, a risk assessment, safe work procedure, ergonomic setup record and emergency arrangements are usually the more relevant documents. Contractors working within an active construction site should confirm document and coordination requirements with the principal contractor or site controller before starting.
Practical warning signs
Act early if workers report neck, shoulder, wrist or back discomfort, ringing ears, sudden headset noise, voice changes, headaches, eye strain, distress after calls or difficulty taking reasonable breaks. Other warning signs include rising absenteeism, repeated equipment faults, blocked exits, poor incident follow-up and targets that encourage workers to ignore discomfort or abusive behaviour.
